The ideal candidate will be responsible for overseeing the day-to-day operations of a voice process, leading a team to meet performance benchmarks, and implementing strategies to enhance customer satisfaction and reduce response times.
Main Responsibilities:
- Manage voice process operations, ensuring seamless execution across inbound, outbound, tele-sales, and customer support channels.
- Lead supervisors, team leaders, and agents to achieve performance targets and service level agreements.
- Monitor call quality, customer sentiment, and agent productivity to inform improvement initiatives.
- Develop and implement strategies to boost first-call resolution rates and decrease average handling time.
- Drive employee development programs to enhance communication skills and service delivery.
- Address escalations promptly, ensuring timely resolution of customer concerns.
- Foster collaboration with stakeholders to ensure alignment on process requirements.
- Analyze performance metrics and share insights with management to inform strategic decisions.
- Implement process enhancements to optimize efficiency and customer experience.
- Maintain adherence to company standards, quality protocols, and data security regulations.
Requirements:
- Bachelor's or Master's degree in any field.
- 4-8 years of experience in BPO/call center, with at least 2 years in a managerial/supervisory role.
- Strong expertise in voice process management, including domestic and international processes.
- Excellent communication, coaching, and leadership skills.
- Hands-on experience with call center technologies, dialers, and reporting tools.
- Ability to manage performance metrics like response time, customer satisfaction, first-call resolution, and employee retention.
- Flexibility to work rotational shifts, including evenings and night shifts as needed.
