
Issue Resolution Specialist

The primary goal of the Escalation Manager is to successfully resolve escalated customer issues in a timely and efficient manner.
This involves collaborating with stakeholders across various levels of the organization, monitoring progress, documenting and communicating updates to ensure customer satisfaction and enhance processes.
Key responsibilities include:
- Managing the lifecycle of an escalated incident, encompassing acting as the single point of contact, incident intake, and impact analysis.
- Facilitating communication between customers, support teams, and other stakeholders, requiring technical understanding of the issue and effective communication with non-technical stakeholders.
- Leading investigations for major incidents and keeping stakeholders informed as necessary.
- Bolstering working relationships with key stakeholders across various technical and non-technical teams to ensure seamless collaboration and drive down resolution times.
- Conducting incident review meetings focused on critical/major escalations with senior leadership.
The successful candidate will adhere to the escalation process, including ticket assignment, tracking, and communicating the status of escalated cases while identifying areas for improvement in the escalation process and implementing changes to enhance efficiency.
Investigating underlying causes of escalated issues and working towards permanent solutions is also a crucial aspect of this role.
Maintaining customer satisfaction, feedback, and trends, and reporting on the performance of the escalation process to ensure support continues to provide the best internal and customer experience possible for escalated incidents is another vital task.
Providing training and support to team members on tools used, escalation procedures, and processes is also a key responsibility of the Escalation Manager.
