
Customer Support Team Operations Lead

We are seeking an accomplished Technical Operations Lead to spearhead our customer support team.
The successful candidate will oversee day-to-day technical operations, driving first-time fix and service level agreement (SLA) adherence.
Key Responsibilities- Team & Queue Leadership:
- Manage queues, priorities, and escalations.
- Coach team members on triage, logs, and runbooks.
- Ensure 24x7 coverage without burnout.
- Technical Triage & Incident Management:
- Act as initial incident commander for P1/P2 incidents.
- Validate signals from monitoring tools.
- Ensure clean handoffs to the infrastructure team.
- SLA, Quality & Tooling:
- Maintain >95% SLA on P2–P4 incidents.
- Maintain service desk tool hygiene.
- Publish weekly dashboards.
- Hands-on: Windows Server/AD/RDP/IIS, basic Linux, networking (NAT, VPN, SSL, DNS), certificates.
- Virtualization/cloud: VMware/vCenter, CloudStack/OpenStack basics, snapshots/DR.
- Security/monitoring: FortiGate or PFsense, HAProxy, Wazuh/ELK, PRTG/Prometheus, backups.
- Tools: ManageEngine ServiceDesk Plus (SLA, automation, reports), Excel/Sheets, PowerShell/Bash.
- ITIL Foundation: certification (or equivalent exposure).
