Job Role: Grievance Resolution Specialist

About the Role:

We are seeking a highly skilled and experienced Grievance Resolution Specialist to join our team. As a key member of our organization, you will be responsible for managing end-to-end grievance redressal across all channels, ensuring timely escalation to law-enforcement/cybercrime authorities when necessary.

Your Key Responsibilities:

  • Manage day-to-day grievances through email/phone and other channels, acknowledging complaints within set TATs, prioritizing severity and urgency, and driving first-time resolution with internal teams.
  • Track and resolve RBI CMS/Ombudsman-related cases, maintaining accurate records, evidence, and closure notes.
  • Develop and maintain a Board-approved Grievance Redressal Policy summary on our website/app, publishing contact details as required.
  • Handle credit-bureau disputes and escalations by coordinating with customers and internal teams to resolve reported complaints.
  • Ensure complete complaint records for internal audit, statutory audit, and RBI inspections (complaint logs, TATs, decisions, communications, evidence).
  • Provide regular MIS reports to leadership, highlighting themes and preventive actions (product changes, controls, new SOPs, etc).
  • Report phishing/impersonation/loan-app clones/UPI frauds using our name to law enforcement authorities and maintain records/logs.
  • Coordinate with local cyber police/CID and legal for FIR/zero-FIR where applicable, reporting to National Cyber Crime Reporting Portal and helpline 1930.
  • Work closely with InfoSec to run awareness/hardening initiatives (KYC abuse, mule-accounts, social engineering patterns).
  • Define and track grievance SLAs (acknowledgement, resolution), FCR, reopen rate, bureau correction TAT, repeat root causes, and Ombudsman incidence.
  • Develop dashboards, conduct monthly RCA/CAPA, drive policy/UX changes to reduce inflow.

Your Skills and Qualifications:

  • A minimum of 5-9 years of experience in grievance redressal, customer advocacy & credit-bureau ops in NBFC/fintech/bank.
  • Strong working knowledge of RBI Integrated Ombudsman Scheme (RB-IOS), CMS portal workflows, and complaint documentation.
  • Excellent stakeholder management and communication skills, both oral and written.
  • Proficiency in CRM/Ticketing systems (Freshdesk/Zendesk/Salesforce), RBI CMS portal, NCRP (cybercrime.gov.in), bureau portals/APIs (CIBIL/Experian/Equifax/CRIF).
