Customer Service Leadership RoleThe successful candidate will lead a team of customer service professionals across shifts, driving hiring, onboarding, coaching, and a regular quality assurance program with clear performance metrics.This leadership role involves daily service operations: queue management, adherence to service level agreements, escalation handling, and workforce planning for peak hours and seasonal periods. The individual will also develop standard operating procedures for common customer journeys and optimize omnichannel workflows in the helpdesk and telephony systems.Close collaboration with the operations team is essential to ensure seamless delivery of services, scheduling, technician visits, and reverse logistics processes. Additionally, this role involves creating a customer voice program: identifying reasons, publishing weekly insights, and conducting root cause analysis with product, operations, and marketing teams.The leader will define and track key performance indicators through dashboards and reports, ensuring policy clarity and compliance in areas such as refunds, replacements, data privacy, and grievance redressal timelines.Key objectives include reducing cost to serve through proactive measures like deflection (help center, FAQs, IVR flows, chatbots) and first-contact resolution improvements. Experiments will be conducted to optimize reply-time targets, proactive shipment notifications, tenure-end nudges, and utility-classified WhatsApp templates in collaboration with the CRM team.
